1. Gidi thieu
Sy phat trien hoat ddng NHBL la xu hudng tat yeu va ngay cang chiem vi tri, vai ttd quan ttpng ttong hoat ddng cua cac NHTM tten the gidi. Mdt qudc gia cang phat trien thi hoat ddng NHBL chiem ty ttpng cang cao. Rieng d Viet Nam, hoat ddng NHBL mdi chi phat trien manh mdt sd nam gan day, dac biet thdi ky md cua nen kinh te va hdi nhap qudc te cua Viet Nam ttd nen sau va rdng, nhu gia nhap ASEAN, WTO, APEC, AFTA... Nim bat xu hudng nay, nhirng nam gan day, boat ddng kinh doanh cua BIDV Binh Duang da cd nhung cai thien rat ldn de hdi nhap va chuyen hudng phat trien hoat ddng NHBL. Tuy nhien, sy phat trien cua dich vu NHBL cdn kha khiem tdn, ty ttpng quy md NHBL chiem khdng qua 30%, ty ttpng hieu qua, thu nhap khdng qua 35% tten tdng djch vu ngan hang. Dy bao nhiing nam tdi, NHTM nao cd tdc do nang cao chat lugng djch vu (CLDV) NHBL nhanh hem thi kha nang thanh cdng cao han ttong qua trinh canh ttanh. Do ludng djch vu ngan hang chinh la do ludng miic dp hai ldng cua khach hang khi sir dung dich vu. Vi vay, muc tieu nghien ciiu nham kham pha cac thanh phin CLDV NHBL, xay dyng va kiem dinh md hinh ve mdi quan he giu'a CLDV va sy hai long cua khach hang ban le tai BIDV Bmh Duang. Cac phan tiep theo cua bai viet nay bao gdm: (2) Ca sd ly thuyet va md hinh nghien ciiu, (3) phuang phap va ket qua nghien ciiu, (4) ham y cho nha quan tri, cilng nhu nhung han che va hudng nghien ciiu tiep theo.
2. Cff sd ly thuyet va mo hinh nghien cuu
2.1. Chdt luffng dich vu CLDV cd nhieu each djnh nghia khac nhau toy thudc vao ddi togng nghien ciiu va mdi trudng nghien cihi. Theo Lehtinen (1982), CLDV phai dugc danh gia tten 2 khia canh la (i) qua trinh cung cap dich vu va (ii) ket qua cua djch vu. Groiuoos (1984) cung de nghj hai thanh phin cua CLDV, dd la (i) chat lugng ky thuat- dd la nhumg gi khach hang nhan dugc va (ii) chat lugng chirc nang.
Theo Parasurman, Zeithaml va Beny (1988), "CLDV la khoang each mong dgi ve san phim djch

vu cua khach hang va nhan thiic, cam nhan cua hg khi su dung qua san pham dich vu dd". Cac tac gia nay da khdi xudng phuang phap nghien ciiu dinh tinh va dinh lugng de xay dyng va kiem dinh thang do cac thanh phan CLDV (gpi la thang do SERVQUAL).
Thang do nay dugc dieu chinh va kiem dinh d nhieu djch vu khac nhau, dugc do ludng bang 22 bien quan sat vdi 5 thanh phan gdm:
(1) Sy hitu hinh (Tangibles), (2) Sy tin cay (Rehability), (3) Su dap ling (Responsiveness), (4) Sy dam bao (Assurance), (5) Sy ddng cam (Empathy). Parasuraman va cac cdng sy khang djnh rang SERVQUAL la thang do hoan chinh ve CLDV, dat gia tri va dp tin cay, cd the dap iing cho mpi loai hinh dich vu khac nhau.
Tuy nhien, mdi nganh dich vu cu the lai cd nhung dac thu rieng cua nd (Bojanic, 1991; Cronin &
Taylor, 1992; Dabholkar & ctg, 1996; Lassar & ctg, 2000; Mehta ctg, 2000; Nguyin & ctg, 2003).
Vi vay, khi tien hanh nghien ciiu CLDV NHBL, thang do SERVQUAL nen dugc cai tiln cho phil hgp vdi dac diem rieng ciia djch vu NHBL.

2.2. Moi quan he giira chdt luang dich vu vd su hdi long cua khdch hang
Theo quan dilm kinh doanh cua ngudi Viet Nam "Khach hang chinh la thugng de", la ngudi quylt djnh doanh sd dya tren mirc dp hai ldng cua hp ve chat lupng cua san pham djch vu ma hp sir dung. Vi vay, phuang cham boat ddng ciia cac nha cung itng san pham djch vu la phai thda man nhu cau cua khach hang va khi dd, kha nang hp tiep tuc mua "hang" la rat cao.
Theo quan diem cua Philip Kotier (1991) "Sy hai long cua khach hang chinh la ttang thai cam nhan cua mdt ngudi qua viec tieu dung san pham djch vu, ve mirc dp lgi ich ma mpt san pham dich vu thyc te dem lai so vdi nhiing gi ngudi dd ky vpng". Hay theo quan diem cua Bachelet (1995) thi "Sy hai long la phan img mang tinh cam xuc cua khach hang ve mdt san pham, djch vu dya tten nhung kinh nghiem ca nhan"
Qua cac khai niem, nhan thiy CLDV la yeu td tac ddng nhieu nhat den su hai long cua khach hang, do do mudn nang cao sy hai long cua khach hang, nha cung cap djch vu phai nang cao CLDV. CLDV chi tap tmng cu the vao nhirng thanh phin cua djch vu nhung nd la ngudn gdc quan trpng, la cai dugc tao ra tnrdc va sau dd quylt djnh din sy hai long ciia khach hang. Vi vay, chiing ta cd thi dung sy hai ldng cua khach hang dl do ludng CLDV.
2.3. Mo hinh nghien ciru vd cdc gid thuyet
Md hinh nghien cuu va cac gia thuylt dupc trinh bay tai Hinh 1, bilu dien mdi quan he giua CLDV NHBL va su hai long cua khach hang.
Cac gia thuylt dugc dat ra la:
H,: Cd mdi quan he cimg chieu giua thanh phin sy hiiu hinh cua CLDV va sy hai ldng cua khach hang.
H,: Cd mdi quan he cung chieu giua thanh phan sy tin cay cua CLDV va sy hai ldng cua khach hang.
H^: Cd mdi quan he cung chieu gifl'a thanh phan sy dap iing cua CLDV va su hai ldng cua khach hang.
H_,: Cd mdi quan he cimg chieu giua thanh phan su dam bao cua CLDV va sy hai long ciia khach hang.
H^: Cd mdi quan he cimg chieu giua thanh phan su ddng cam cua CLDV va sy hai ldng cua khach hang.
3. Phtfong phap nghien ciru 3.1. Thang do
Nhu da de cap d tren, thang do SERVQUAL dugc su dung kha rpng rai, nhung dl do ludng CLDV cho NHBL thi cin phai dieu chinh cho phii hgp. Tai Viet Nam, thang do cua Luu Van Nghiem (2008) dupc xem la thang do cd thi su dung thich hgp trong nhilu thj trudng djch vu ban le. Tuy nhien, do thang do nay chu ylu cho djch vu ban le ndi chung. Vi vay, nhdm tac gia thyc hien nghien ciiu djnh tinh de dieu chinh, va bd sung cac thanh phin cila CLDV NHBL tai
BIDV Binh Duang. Nghien ciiu dinh tinh dugc thyc hien thdng qua ky thuat thao luan nhdm tap tnmg, bao gdm hai nhdm, mdi nhdm 08 ngudi. Trong dd nhdm mpt la 08 nha quan ly nganh ngan hang, nhdm hai la 08 khacli hang quan ttpng cua BIDV Binh Duang. Ket qua ban dau dl xuat la 25 biln quan sat, sau khi nhan dugc y kien, tac gia quyet djnh dilu chinh bd 02 bien quan sat, bang cau hdi chinh thu'c cdn 23 biln quan sat. Tit ca thang do, cac khai niem deu la thang do da biln. Cac thang do nay sir dung dang likert5 vdi 1: hoan toan khdng ddng y va 5: hoan toan ddng y. Cu the nhu sau:
Su hihi hinh (HI): (i) ttang thiet bj hien dai, ca sd vat chat khang trang, tien nghi va thuan lgi cho khach hang ttong giao djch; (ii) nhan vien ngan hang vdi ddng phuc lich su, chuyen nghiep va de nhan biet; (iii) cac tai lieu hudng dan, cung td rai gidi thieu ve djch vu ngan hang day du, dep va co siic cudn hiit; (iv) Mau bieu ngan hang rd rang, don gian, thu tuc giao djch dl dang; (v) tin sd ngan hang de nhan bilt.
Su tin cdy (H2): (i) Cam ket cua ngan hang ve cung cap djch vu;
(ii) Ngan hang cung cap dich vu dung ngay to lan giao djch dau tien; (iii) Ngan hang ludn quan tam giai quyet kjp thdi nhung van de ma khach hang can giiip dd ve djch vu ngan hang; (iv) bao mat thdng tin khach hang; (v) thyc hien cac dich vu phuc vu cho khach hang chinh xac, khdng co sai sdt.

3.2. Mdu nghien ciru
Nghien ciiu nay sir dung ky thuat phdng van tryc tiep bang bang cau hdi chi tiet vdi khach hang quan ttgng (VIP).
Mau dugc chpn theo phuong phap thuan tien phi xac suat vdi kich thudc mau ban dau n=300.
Sau khi thu thap va kiem tta, cd 20 bang bj loai do cd qua nliieu d ttdng. Trong dd, khach hang dugc khao sat la nu chiem 71,2%, nam chiem 28,8%. v l do todi, nhdm 25- 35 todi chiem 55,6%. v l thdi gian giao djch:

3.3. Phdn tich dir lieu vd kit qud Kiem dinh thang do Cronbach' Alpha
Kiem djnh thang do Cronbach' Alpha la mdt phep kiem dinh thdng ke dung de kiem tta sy chat che va toong quan giiia cac bien quan sat. Phuang phap nay cho phep loai bd nhiing bien khdng phu hgp, theo dd chi nhflng bien cd he sd toang quan tdng phu hgp (Corrected Item-Total Conelation) ldn hon 0,3 va cd he sd Cronbach'alpha to 0,6 ttd len dugc xem la chap nhan dupc va thich hgp dua vao phan tich nhiing budc tiep theo.
Sau day la ket qua phan ti'ch Cronbach'Alpha.

Retail reseach service examines the relationship between the quality of retail banking (retail banking) and satisfaction at the Joint Stock Commercial Bank For Investment And Development of Vietnam- Binh Duong Branch (BID V- Binh Duong Branch). This relationship is calibrated with 291 retail customers in BID V- Binh Duong Branch. Research results show that service gap is an important factor making customers happy. Specifically BID V- Binh Duong Branch necessary to diversify portfolio ofservices, focusing on the application of technology, training professional staff, network development activities throughout the province, to strengthen ties cooperation and links with customers. Finally, the author presents research implications for executives has an overview, set policy and strategy development in the right direction and efficiency, to maintain its position in the future arul the next research.

Lending against intellectual property collateral- chance and challenge to Vietnam commercial banks In credit operations, collateral or security is deemed as a "lifebuoy " to mitigate risks imposed on banks, ensuring the bank is capable of recovering wholly or partially principle and interest when borrowers become insolvent Generally, secured loan is traditionally backed by real estate, but in the context that real estate market has shown very little prosperity, banks could hardly recover debts. Over recent years. Intellectual Property (herein referred to as IP) has become increasingly important. IP starts to be recognized as a market value of publicly traded companies. Gaining access to bank credit facilities by collateralizing IP is emerging as a quite new aspect, which has been newly introduced and lately developed in the world. IP is eyed as an effective solution for commercial banks (CBs), thereby creating a driving force for production and business of involved enterprises. In spite being judged as a new tendency, some studies in the world show satisfactory and positive predictions of this lending form thanks to many of its advantages, and promisingly it would become one of the keys against the background
offuturistic economy.
