Theo Pizam, Neumann, Reichel (1978) va Oliver (1980) thi sfl hai long cua khach hang la ket qua cua sfl tfldng tac gifla gia tri cam nhan va mong dpi cua du khaeh ve diem dd'n.

Theo Day (1984), sfl hai long cua khaeh hang dfldc dinh nghia la danh gia cua khach hang sau khi mua lien quan de'n quye't dinh mua hang.
